The short version
Fin is a mature, packaged AI support agent. It answers from your help content, follows procedures you define, takes actions through connectors, and comes with testing and analytics that would take months to build yourself. For most companies on Intercom or a helpdesk Fin supports, it is the right place to start.
A custom agent is worth it in narrower cases: when the work behind a ticket lives in systems Fin cannot reach well, when you need full control of data and models, or when your volume makes per-outcome pricing more expensive than ownership.
Where Intercom Fin wins
Time to value. Fin can go live on existing help content quickly. Most of the work is cleaning up articles and defining procedures, not engineering.
It is maintained for you. Intercom handles model changes, latency, uptime and new channels. A custom agent puts all of that on your team or a partner.
Testing and reporting are built in. Simulations, regression testing, QA review and topic insights come with the product. In a custom build, these are separate projects, and they are often what teams skip and regret.
Channel coverage. Chat, email and messaging channels are already supported, and voice is available through Intercom’s sales team. Adding each of those to a custom agent is real work.
Predictable billing at moderate volume. Paying per outcome ties cost to results. When volume is moderate, that is easier to budget than a build plus ongoing maintenance.
Where a custom support agent wins
Deep actions. If resolving a ticket means checking inventory in one system, adjusting an order in another and issuing a credit in a third, a custom agent can orchestrate that with your own business rules. Our guide to building an AI customer support agent shows the architecture.
Cost at scale. Per-outcome pricing grows in a straight line with resolved conversations. A custom agent’s model cost per conversation is often lower, so at high volume the fixed build cost can pay back. Run the numbers with your actual volume before deciding.
Data and model control. You choose the model provider, where logs live, how long transcripts are kept and what is redacted. OpenAI and Anthropic do not train on API data by default, and you control every other part of the pipeline.
Shared logic. A custom agent can reuse the same tools for support, sales and internal operations, instead of keeping business logic inside one vendor’s configuration.
What we recommend
If you are on Intercom, start with Fin. If you are on another helpdesk Fin supports, trial it before commissioning a build. Measure resolution rate and spend for a couple of months.
Then look at what Fin cannot resolve. If the gap is missing data or actions, extend Fin with connectors to your systems rather than replacing it. Consider a custom agent only if the gap is structural, compliance requires it, or the volume math clearly favors ownership.
